Most contact center dashboards are built to answer one question: how fast are we? Customers care about a different one: did my problem get solved?
When a dashboard shows 14 green metrics and first call resolution isn't one of them, the team is optimising for speed while customers call back. Here's a shorter, more honest set of KPIs.
The 5 contact center KPIs to keep
1. First call resolution (FCR). The share of contacts resolved on the first attempt, with no follow-up needed. Measure it two ways: ask the customer ("Was your issue fully resolved today?") and check whether the same customer contacted you again about the same issue within 7 days.
2. Repeat contact rate. The share of customers who contact you again within 7 days. It's the mirror of FCR and easier to pull from most systems.
3. Customer effort score. "How easy was it to get your issue resolved?" asked right after the contact. Effort tells you about the process, not just the agent.
4. Transfer rate. How often a contact is passed to another agent or team. High transfer rates point to routing problems, missing authority or knowledge gaps.
5. Agent attrition. Every experienced agent who leaves takes knowledge with them. Attrition is a customer metric in disguise.
The 3 to stop using as targets
Average handle time (AHT) as an agent target. Track it, but don't target it. When agents are judged on speed, they rush, customers call back, and total volume rises.
Calls answered. Volume handled says nothing about outcomes. Ten calls that don't solve anything look better than five that do.
Service level on its own. "80% answered in 20 seconds" matters, but only next to resolution. Fast answers to unsolved problems create more calls.
How to measure first call resolution without new software
- Add one question to your post-contact survey: "Was your issue fully resolved today?"
- Pull a weekly report of customers who contacted you more than once in 7 days
- Listen to 10 repeat contacts a week and note why the first contact failed
- Share the top three reasons with team leads every Monday
Build a scorecard agents trust
Agents game metrics that feel unfair. Keep the agent scorecard to three or four measures, weight resolution and quality above speed, and let team leads coach on real call recordings, not just numbers.
